Scottie MacDonald has spent over two decades in and around retail and customer service, watching how people behave, what drives them, and what gets in the way of them performing at their best.

It started on the shop floor as a teenager. From there, Scottie moved through a broad range of customer-facing environments, including aviation, where the standard for service, presence, and emotional composure is exceptionally high. A role as National Recruitment Manager brought a bird's-eye view of how hiring decisions, team culture, and behavioural norms shape the customer experience from the inside out.

What Scottie noticed across all of it was the same thing: the businesses with the best customer experience weren't the ones with the most polished systems or the strictest scripts. They were the ones where people understood why the behaviour mattered, and had internalised it as their own standard, not a performance put on for management.

That insight drives every program The Service Shift Co runs. Training isn't about teaching people what to say.
